1. Policy Statement

We recognise that effective complaint handling is essential to maintaining trust, improving service quality, protecting the rights of all parties, and ensuring accountability throughout our operations.

All complaints received by VR1 Solutions will be treated seriously and handled promptly, fairly, objectively, confidentially, and without discrimination or bias. Complaints will be investigated in accordance with applicable legislation, regulatory requirements, contractual obligations, and company procedures.

2. Purpose

  • Provide a clear, accessible, and transparent process for submitting and managing complaints.
  • Ensure that complaints are investigated consistently, fairly, and impartially.
  • Protect the rights and interests of complainants, employees, clients, and other relevant parties.
  • Identify opportunities for corrective and preventive action.
  • Improve customer satisfaction and service delivery.
  • Promote accountability, professionalism, and continuous improvement.
  • Identify recurring operational issues and reduce the risk of similar complaints occurring in the future.
  • Ensure that serious allegations are escalated appropriately to management, clients, regulators, or law enforcement where necessary.

3. Scope

This policy applies to all individuals and organisations who interact with or are affected by the services provided by VR1 Solutions, including customers, clients, members of the public, employees, subcontractors, visitors, suppliers, and partners.

4. Definition of a Complaint

A complaint is any expression of dissatisfaction regarding the services, conduct, behaviour, actions, or omissions of VR1 Solutions, its employees, contractors, or representatives.

Conduct, behaviour, or professionalism of security personnel
Failure to follow assignment instructions
Poor or inadequate service delivery
Delayed or inadequate response times
Health and safety concerns
Allegations of discrimination, harassment, or bullying
Excessive or inappropriate use of force
Breaches of confidentiality or data protection
Uniform, identification, or appearance standards
Alleged criminal, fraudulent, or dishonest conduct

5. Responsibilities

5.1 Directors & Senior Management

Responsible for policy implementation, providing adequate investigative resources, monitoring complaint trends, reviewing high-risk matters, and fostering transparency.

5.2 Operations Managers & Supervisors

Responsible for recording incidents in the Complaints Register, acknowledging receipts, coordinating investigations, preserving CCTV/body-worn evidence, and applying corrective actions.

5.3 Employees & Contractors

Expected to cooperate fully with investigations, report complaints received directly to management promptly, provide truthful accounts, and uphold confidentiality.

6 & 7. Submitting a Complaint & Information Required

Complaints may be submitted in writing or verbally. To assist with an effective and swift investigation, please provide:

Full name and contact details
Date, time, and specific location of the incident
Name or description of security personnel involved
Detailed description of the event or omission
Witness names and contact details
Photographs, video evidence, or CCTV / body-worn camera references

8. Complaint Handling Procedure

Stage 1 – Receipt, Recording & Acknowledgment

The complaint is logged in the company Complaints Register with a unique reference number. Formal acknowledgment is normally issued within 3 working days.

Stage 2 – Initial Risk Assessment

Management assesses urgency, safeguarding hazards, and immediate operational risks. Allegations involving criminal offences, assault, or corruption are escalated to the Police, SIA, or client representatives immediately.

Stage 3 – Impartial Investigation

Involves interviewing complainants, staff, and witnesses; examining CCTV/body-worn footage, patrol logs, and assignment instructions. Investigations are conducted fairly and without delay.

9 & 10. Outcome, Resolution & Appeals

Complaints are determined as Not substantiated, Partially substantiated, Fully substantiated, or Inconclusive. A formal written response is normally provided within 14 working days.

Right to Appeal: If dissatisfied with the outcome, complainants may submit an appeal within 14 working days of receiving the decision. Appeals are independently reviewed by a senior manager not involved in the initial inquiry.

11 – 18. Legal Protections, Retention & Review

11. Confidentiality & Data Protection: Handled in full compliance with the Data Protection Act 2018, UK GDPR, and ICO regulations. Records are securely stored with restricted access.

12. Protection Against Victimisation: Strict zero-tolerance against retaliation for raising a genuine complaint or acting as a witness.

13. Malicious Complaints: Complaints submitted with knowingly false information or malicious intent will be closed and may lead to legal or disciplinary action.

14. Complaints Involving Staff: Managed under relevant Disciplinary, Grievance, and Use of Force procedures.

15. Continuous Improvement: Management periodically reviews complaint trends to improve operational training and service delivery.

16. Record Retention: Complaint records are retained securely for a minimum of 6 years in accordance with statutory requirements.

17 & 18. Policy Review: Reviewed annually and updated in line with legislative, SIA, or regulatory amendments.
